We appreciate you taking a few minutes to write this." Name, one job detail, done. No coupon code, no plug for other services, no request to tell their friends.
For a mixed review, agree with the true parts on both sides: "Thanks for the honest review, Carl. Glad the repair itself has held up, and you are right that we arrived later than promised — I am sorry we cost you a morning. We now text a heads-up when a route runs behind, so a next visit will not repeat it." Owning the miss without dismissing the praise reads as confident, not defensive.
Examples for negative and fake reviews
For a genuine negative review, use thank, own, fix, invite: "Thank you for telling us, Renee — a surprise charge is not an experience we want anyone to have. You are right that the weekend rate was never mentioned on the phone. We have corrected your invoice and rewritten how we quote weekend calls. Please call me directly if anything still looks off." Four sentences, one concrete change, no excuses, and the conversation moves offline.
For a review you believe is fake or meant for another business, reply once, briefly and factually, for the audience: "We have no record of a customer or job matching this review, and we take that seriously. If we have this wrong, please call the office and we will make it right." Then report it through Google's own reporting workflow and let Google decide — arguing with a fake review at length only makes it look real.
What never belongs in any reply: litigating the facts line by line, blaming staff by name, revealing details about the customer or the job that they did not share themselves, or offering refunds and discounts in exchange for changing the review.
